ACD (Automatic Call Distributor) is a system that automatically distributes calls to employees according to rules: rotation, by skill, by priority, or by waiting time. ACD operates based on call routing rules: ACD is the "machine", routing is the "rule". Goal: customers meet the right person as quickly as possible, staff work regularly, and reduce waiting times. Zenify recorded 74% of customers switching channels when service was poor.

TL;DR
- ACD = system that automatically distributes calls to agents.
- ACD runs according to routing rules (skill, rotation, priority).
- Customers meet the right person quickly, reducing waiting times.
- Employees receive work evenly, no one is available, no one is overloaded.
- VIP guests have priority to enter first.

What is ACD

ACD (Automatic Call Distributor) receives all incoming calls and automatically decides "who this call is for":

Customer calls → ACD system receives.

ACD considers the rules: which employees are available, who has the right skills, and the order of priority.

Transfer the call to the most appropriate employee.

ACD vs IVR vs Routing:

IVR: menu for customers to choose (press key).

Routing: "where the call goes" rules (see Call routing).

ACD: the system runs those rules automatically.

ACD delivery modes

Mode | How it works | Suitable

Round robin | Calls go to each employee in order | Evenly matched team

By skill | Employees with appropriate skills receive | Various professional teams

By longest wait time | The employee who has been available the longest receives new calls | Want fair downloads

Priority | VIP/gold card guests get in first | High value guests

By branch | Branch call → branch staff | String (see Branch switchboard)

Benefits of ACD

1. Customers meet the right person quickly

No need to wait for "someone", ACD chooses the right employee the first time.

Reduce turnover, one of the main culprits of customer frustration.

2. Reduce hold time and missed calls

Calls arrive at the right place quickly → less waiting → less canceled calls.

74% of customers change channels when service is poor, "waiting" is the top reason.

3. Employees work consistently

ACD distributes the load evenly, no one is "free" while others are overloaded.

Reduce inequality and burnout in teams (see Workforce management).

4. Prioritize guests properly

VIP customers do not have to wait in line like new customers.

Guests in urgent need are processed first according to rules.

Efficient ACD configuration

Call classification: What does the customer need, advice, application, technical.

Assign skills clearly: which employee can do what, updated when changed.

Priority: VIP guests and long-waiting guests can enter first.

There is a way out when overloaded: no staff available → wait for notification, or leave a message.

Measure and fine-tune: missed call rate, hold time by hour (see KPI call center).

Common ACD errors

No skills assigned: everyone receives every call → quality is uneven.

The rules are too complicated: customers move many times instead of quickly.

There is no fallback when overloaded: call "hangs", customer cancels.

Not updated when team changes: employee leaves/changes skills → Wrong ACD.
