Customer texted "Where is my order?" At 11pm, you have to search through chat tabs to see if anyone has replied or not. Sound familiar? When the customer care team receives dozens of messages a day from Zalo, Facebook, email and phone, managing by memory or messy notes can easily lead to missed requests. So how to track thousands of concurrent requests without missing any messages?

The answer lies in the ticket, a digital record used to store and track a specific request from a customer: complaint content, customer information, person in charge, status and processing deadline. On the Zenify system, teams using tickets handle an average of 98.4% of requests on time according to SLA thanks to the automatic warning mechanism. This article will go from definition, lifecycle, then how to manage tickets so customers don't have to text twice.

TL;DR
- Ticket = digitized record of a client request: content, client, handler, status, deadline.
- Lifecycle: Create → Assign → Process → Close, go through open/processing/closed states.
- Benefits: no lost requirements, clear responsibilities, measurable SLA, data for training.
- Tickets are more "alive" when attached to customer profiles and communication channels.

Why do businesses need a ticket system?

Because humans cannot remember and track multiple requests simultaneously. When the customer service team receives several dozen messages a day from Zalo, Facebook, email and phone, requests will almost certainly be dropped if managed only by memory or messy notes. The ticket system was born to solve three basic problems:

No lost requests: each request is a record with status, cannot "drift" in the inbox.

Clear responsibilities: Who is in charge of which ticket, when the deadline is, and where you are stuck can all be seen.

Measurable: SLA, processing time, on-time rate can all be reported and used for training.

On the contrary, without a ticket, a business often only discovers that the request was missed when the customer messages back a second time in frustration. At that point, the damage to the guest experience has already occurred.

What is a ticket in customer care? How is it different from a message?

Tickets are different from messages in that a message is just an exchange, while a ticket is a complete "unit of work" that can contain many exchanges and comes with a specific processing process. You can imagine through the comparison table below:

Features | Single message | Tickets

Unit | A message | A complete request (may include multiple messages)

Status | Sent/read | Open → Processing → Waiting → Closed

Person in charge | Who answers last | Have specific assignments

Deadline | No | Yes SLA

Link | No | Customer profile, orders, history

To make it easier for you to imagine, a message "where is my order?" It is possible to become a ticket "track order X, SLA 2 hours, in charge of Hang". Once closed, tickets become historical data so you know what issues are recurring the most, thereby improving the process.

What is the life cycle of a ticket?

A ticket goes through four main stages: Create → Assign → Process → Close. Each stage has its own subjects and rules, specifically as follows:

Created: Customers send requests via Zalo, Facebook, email, website, or call; The system automatically creates tickets with customer information.

Assigned: the system assigns appropriate people or teams according to routing rules such as topic, priority, and free person.

In progress: staff interacts with guests; ticket status changes like "waiting for customer response", "waiting for warehouse department".

Resolved: confirm with customer, close ticket; Record the solution for future reference.

Regarding status, the most common are OpenProcessingWaiting for responseClosed, sometimes adding Cancelled or Waiting for another department. The clearer the status, the more accurate the report.

How to manage tickets effectively

Effective ticket management boils down to a few principles: standardize processes, set SLAs by priority, and use automatic alerts instead of waiting for humans to remind each other. You should do the following 6 things:

Categorize requests as soon as they are created: determine subject (price inquiry, complaint, warranty) and priority (urgent/high/regular).

Set SLA according to each type: for example, complaints respond in 15 minutes, price inquiries in 1 hour.

Auto routing: so that tickets go to the right team and right person, no one has to "draw lots".

Overdue warning: the system warns before the SLA expires, avoiding letting the ticket die silently.

Closing with reasons: know why the problem was resolved so you can analyze the situation again later.

Regular reports: track the number of new and closed tickets, processing time, SLA compliance rate, popular topics.

Mistakes when applying the ticket system

Even with a ticket system in place, many customer care departments still make mistakes that make their efforts almost useless. Here are the 4 most common mistakes:

Create tickets manually for everything: If the system doesn't automatically create or summarize from messages, employees will skip steps and tickets will quickly be abandoned.

Too many statuses: 15 statuses make everyone confused; Just keep 4-6 statuses.

SLA set based on emotion: If it's too tight, it won't be handled in time, if it's too loose, it's meaningless; Please measure for 2 actual weeks before adjusting.

Seeing tickets as a goal, not a means: Closing quickly but customers are not satisfied is of no value; Remember to measure CSAT after closing.
