When merging calls + chat + social on one screen, employees see all customer communications, including ongoing calls, Zalo/Messenger messages, website chats, and emails in a single interface. Benefits: no missed channels, keep cross-channel context, smaller teams work more. Zenify recorded that customers use multiple channels and 74% switch channels when service is poor.
TL;DR
- One screen displays all channels: call, chat, social, email.
- Don't miss channels, wherever customers send messages, they will be answered.
- Keep context: customer calls and texts, agent sees history.
- Small teams don't have to open 3 software at the same time.
- One-stop management: task assignment, reporting, KPI.
Problem when not merging
When not unified, each channel runs its own software:
Calling: switchboard software. Chat website: other software. Zalo/Messenger: separate application.
Staff opens 3-4 windows at the same time → misses, responds late.
Customers send messages to Zalo that no one sees → customers drop silently.
There is no common record → customers recount from the beginning each time they change channels.
Consequences: Not responding to customers' messages is the biggest "sin" in modern service; 74% of customers change channels when service is poor.
Benefits of a monitor
1. Don't miss channels
All contacts are displayed in one place, no messages "drift".
Customer messages are always visible, even after hours (bot/assignment).
2. Keep context across channels
The customer called and texted → the staff saw both.
Don't ask again "what did you call about yesterday?" (see 360 Guest Profile).
3. Small teams can do a lot
One employee can both answer calls and answer chats, no need to hire more.
Especially when the number of messages increases but cannot open more people (see Multi-channel Helpdesk).
4. Manage one place
Work assignment, shift change, reporting, KPI on the same system.
Do not add data manually from 3 places (see KPI call center).
How it works
Ingredients | Role
Softphone | Listen to calls right on the screen, click-to-call
Multi-channel Inbox | Combine Zalo, Messenger, website chat, email
Guest Profile | Cross-channel history: buying, asking, caring
Assignment | Assign calls + messages to the correct agent
Report | Aggregate metrics: calls + texts, one KPI
Avoid errors when merging
"Hard" merge: merge channels but do not merge customer profiles → still ask again.
Not clearly assigned: message arrived but no one delivered → late.
Do not measure texting FRT: only pay attention to calls, forget the speed of replying to messages.
Overload of one agent: receive all channels without limit → delay all.
