Measuring omnichannel experience is measuring customer experience across channels — Zalo, Facebook, website — instead of measuring each channel individually. Your customers don't think "they're on Zalo or Facebook" — they just want to be addressed, no matter the channel. Measuring by individual channels misses the biggest problem: switching channels with lost context, having to retell, missing news. Zenify recorded a 21% increase in conversion rates (approved) for businesses measuring multi-channel experiences.

Why measuring each channel is not enough

Old way of measuring:

Measure Zalo CSAT, Facebook CSAT, website CSAT separately.

Conclusion: "Zalo 4.5, Facebook 4.2 — Zalo is better".

Problem:

Customer texted Zalo asking for price → via Facebook asked again → lost context, had to repeat (see Customer changes channel).

Each channel is "beautiful" but overall customers have a hard time.

Missing cross-channel issues — where customers are most frustrated.

How to measure the omnichannel experience

1. Measure by customer, not just by channel

Attach every interaction of a guest to a common profile (see Guest Profile 360).

Question: How many channels did this customer go through? What was the end result?

2. Measure the channel switching point

Customers transfer Zalo → Does Facebook have to report it?

Is there a time when a customer "drops" (messages on this channel and no one answers, so you have to go to another channel)?

3. Measure cross-channel index

4. Meaningful channel comparisons

Still compare CSAT by channel to know which channel is weak.

But read along: what channel did the customer come from, where did they go, what was the result.
