Customer Experience vs Customer Service: Key Differences

Customer experience (CX) is the customer's entire perception of the brand in every interaction, from advertising, website, purchase to after-sale service. Customer service (CS) is part of CX: supporting, answering and solving problems when customers need help. In short, CS is just a touch point, while CX is the entire journey. Businesses that do good CS but poor CX still lose customers if other touch points (such as website, delivery) are bad. What is customer experience?

Talking about CX is talking about customers' cumulative feelings through every interaction with the brand, whether direct or indirect. CX includes:

How customers know you (advertising, reviews, social networks)

Experience the website, search for products

Purchasing and payment process

Delivery and use of products

Support when encountering problems

After-sale care, gratitude program

CX is the result of every department: marketing, sales, customer service, logistics, products. Customers do not distinguish "which part is the fault". They just see an overall experience.

What is Customer service?

Customer service (CS) includes specific customer support activities: answering questions, handling requests, resolving complaints, and providing instructions for use. CS is often measured by operational metrics: FRT (response time), SLA, resolution time, post-support CSAT.

CS only happens when the customer needs it, while CX happens all the time, even when the customer doesn't contact. A customer makes a smooth purchase, does not need support, still has a good experience (CX) even without using the service (CS).

For example: a customer buys goods on the website, loads slowly, leaves the cart, then messages Zalo to ask. CS staff responded very well. But the overall experience (CX) is still bad because the website is slow. CS cannot save poor CX.

Why must we manage CX, not just CS?

Because customers evaluate a brand through the entire journey, not through one good support session. Three reasons:

The pre-purchase touch point is more decisive than you think: Customers decide to buy from the moment they research, not when they ask.

CS is a reaction; CX is proactive: Good CX is pre-designed so that customers need little support (easy-to-use website, transparent orders).

Improving CX reduces the burden on CS: If the journey is smooth, there are fewer repeated questions, the CS team can only properly handle difficult tasks.

How to improve CX in parallel with CS

Improve CX by looking at the journey, not just expanding the support team:

Draw a customer journey map to find the biggest bottlenecks (see What is a customer journey?).

Regularly measure CX: CSAT, NPS, churn. Don't just measure the CS team.

Improve pre-purchase touch points: website speed, ordering process, price transparency.

Use CS data as CX signals: Repeated questions mean the product or website is unclear to customers, not the staff's fault.
