What is the customer journey: main stages

Customer journey usually consists of 5 stages: Awareness → Consideration → Purchase → Usage → Loyalty/Referral. At each stage, visitors interact through different touch points and have different emotions.

What is a Customer journey map?

Customer journey map is a visual map of a specific journey of a customer group (persona), including 4 overlapping layers of information: steps, touchpoints and channels, customer emotions, and opportunities/obstacles at each step.

Map helps answer three questions:

What steps do customers go through from start to finish?

At what step does the customer feel angry/leave? (pain point)

What should we improve first? (opportunity with greatest impact)

Different from the customer journey (the actual journey), the map is an analysis tool, a picture for the whole team to see as a whole and prioritize what to do.

How to draw a customer journey map in 5 steps (for SMBs)

Draw a map in the following 5 steps, only needs 1-2 working sessions:

Choose 1 key demographic: the customer with the largest revenue (don't draw "every customer" at once).

List the journey stages: 5 stages as above, simplified according to your reality.

Record touch points and channels for each stage: Where do customers see you, which channel to text, which number to call.

Step-by-step reaction score: 😊 / 😐 / 😠, based on real feedback, CSAT data, or team opinion.

Mark opportunities for improvement: Choose 1-2 "most annoying" points to handle first, attach measured KPIs.

For example: map for online fashion shop. The biggest frustration is that "customers asking for size on Zalo have to wait 3 hours for a response". Opportunity: set 15 minute SLA + chatbot answers basic size → measure FRT and close rate.

Why is journey map important for small businesses?

Because small teams do not have room for "trial and error". Map helps put resources in the right place. Instead of investing in all channels, you know exactly where customers are stuck. Three real values:

Find customer drop points: "customers ask a lot but don't buy" turns out to be due to slow response, not price.

Synchronize departments: sales, customer service, and marketing all see one picture instead of each side having its own corner.

Put KPIs in the right place: measure the right metrics at the right steps (FRT in the consideration step, CSAT in the support step).

Mistakes when drawing customer journey map

Drawing in too much detail, too many demographics: The map is so dense that no one can read it; Start with 1 persona, minimalist.

Based on feelings, not based on data: Customer feelings must come from real feedback, not guesses.

Drawed then abandoned: The map is only valuable when it leads to action and is updated.

Skip messaging channels: in Vietnam Zalo/Facebook is the main touch point; to miss means to paint the wrong picture.
