CSAT vs NPS vs CES are three customer experience metrics but measure three different things: CSAT measures satisfaction after a transaction, NPS measures loyalty and willingness to recommend, CES measures ease of problem resolution. Three metrics measure three different things

Why cannot be replaced: Customers can be satisfied (high CSAT) but not recommend (low NPS) because they are not impressed enough; or satisfied but struggling (low CES) and will leave next time.

When to use CSAT

Purpose: measure the quality of a specific transaction.

After resolving the ticket, after purchasing, after contacting support.

Answer: "Is this step done well?"

Strengths: easy to answer, can measure each touch point.

Weaknesses: only reflects short-term, easy to get high scores but customers still leave.

When to use NPS

Purpose: measure loyalty and willingness to recommend.

Measure periodically (monthly/quarterly), all customers.

Answer: "Are the guests attached?"

Strengths: Growth forecast through referrals, easy to compare industries.

Weaknesses: Does not say anything to fix, cannot measure specific transactions (see What is NPS).

When to use CES

Purpose: measure ease — especially for support/complaints teams.

After each support interaction, after resolving the issue.

Answer: "Do guests have to work hard?"

Strengths: Support team predicts return customers best.

Weaknesses: Not suitable for measuring pure shopping experience.

How to combine 3 metrics

Don't choose one — use all three for the right purpose:

CSAT: after each important transaction (purchase, ticket resolution).

CES: After each support session — check which processes make customers difficult.

NPS: periodically every month/quarter — look at the overall trend.

Standard KPI set for small teams:

Monthly NPS + Post-transaction CSAT + Post-support CES — enough to know "are customers satisfied, is it easy, are there referrals?"
