Chatbots do not completely replace customer service staff — chatbots replace simple, repetitive tasks (answering general questions, looking up applications, redirecting); People hold jobs that need empathy, judgment, and personalization (complaints, in-depth consultation, big customers). The correct model is coordination: the chatbot does the first part, the person does the difficult part. Zenify recorded 98.4% accuracy of AI processing and 35% reduction in processing time (approved).

TL;DR
- Chatbots replace repetitive tasks, not humans.
- Things that require empathy/judgment → keeping people.
- Coordination model: bot takes the lead, humans do the hard work.
- Don't automate blindly — sensitive customers need people.
- Team changes roles: less data entry, more consulting.

What chatbots can do

Jobs | Level

Answering repeated questions | Well done

Look up (application, appointment schedule) | Well done

Basic Guide | Well done

Redirection/Category | Well done

Collect guest information | Well done

Common characteristics: repetition, clear rules, less emotions — chatbots process faster and don't get "tired".

Jobs need people

Jobs | Why do we need people

Complaints, angry customers | Need sympathy and comfort

Complex Consulting | Need to judge and persuade

VIP/big guests | Need deep personalization (see VIP Care)

Sensitive situations | Need human responsibility

Unusual decision | Need to be flexible beyond the rules

Common characteristics: emotions, complexity, big consequences — this is where people make a difference.

Correct coordination model

Chatbot receives first: greets, asks for needs, answers general questions.

Transfer people when needed: customer requests, difficult situations, chatbot is uncertain (see When do you need people).

The person who handles the difficult part: same file, no loss of context.

Measurement: Containment rate is high but CSAT is still okay — coordination is good (see Containment rate).

Impact on the team

Less boring work: agents don't have to answer "what time are they open" hundreds of times.

Focus on value: consulting, care, customer retention — making a difference.

Change in required skills: know how to monitor and improve chatbots (see Agent skills).

Not "firing": chatbots reduce the load, allowing the team to handle more without having to hire more.

When should you not use chatbots?

Complex products, each customer has a different situation — chatbots are difficult to script.

Your guests prefer to talk face-to-face.

There is no clear scenario — a vague chatbot is more harmful than none.
