Customer switching channel is the phenomenon where a customer messages Zalo and then switches to Facebook, or from a comment to a private message — and then context is lost: the new employee doesn't know what the customer asked, what they promised, or what step they're in. The customer has to start over from the beginning → frustrated → losing sympathy → leaving. Root cause: channels are scattered, each channel has one manager, there is no common customer profile. Zenify recorded a 21% increase in conversion rate (approved).

Why do I lose context when changing channels?
Typical scenario:
Customers message Zalo to ask for prices, get advice, "to think about".
The next day the customer messages Facebook: "Can you deliver tonight?"
Facebook staff don't know what the customer asked or what they closed → ask again from the beginning.
Angry customer: "I already asked!" → leave.
3 root causes:
Disjointed channels: Zalo is owned by one person, Facebook is owned by another person, no information sharing.
Do not identify guests: do not know that this Facebook guest is yesterday's Zalo guest.
Don't save conversations: Content is scattered across each channel, no one knows it all.
Consequences of context loss
Customers are upset: I have to tell the story from the beginning, seeing that "no one understands me".
Loss of order: Customers in the "thinking" step are asked again from the beginning → go somewhere else.
Loss of image: The business seems "disorganized" and unprofessional.
Time consuming: staff takes time to ask again for information that should already be available.
How to fix lost context
1. Collect all channels in one place
Connect Zalo, Messenger, livechat into one system (see Multi-channel integration).
All messages from a guest are in the same profile — regardless of the channel the guest messages.
2. General guest profile
History of conversations, orders, and promises attached to customers.
When a new employee opens a file, they immediately know where the customer is.
3. When the guest changes the channel, respond like "no interruption"
"Hello! I saw you asking about [product] on Zalo yesterday — you want to finalize the order for delivery tonight, right? Let me confirm for you!"
Customers feel remembered and understood - sympathy skyrockets, orders close quickly.
4. Handover rules
When staff are off shift, clearly record which customer is in which step.
No one "keeps it in their head" — everything is in the file.
